Dies zeigt die Bereitschaft der Konsumenten zum Bankenwechsel. Bereits 70 % der Verbraucher halten Banken fr austauschbar. Um Kunden langfristig binden zu knnen, sollten Finanzinstitute kundenorientiert handeln. Unter diesem Aspekt gewinnt das Kundenbindungsmanagement und damit auch das Beschwerdemanagement zunehmend an Bedeutung. Und auch wenn besonders in Kreditinstituten sehr genau auf Fehlervermeidung geachtet werden sollte, haben Kunden immer wieder Anlass zur Unzufriedenheit, wie die GallupStudie von 2009 berichtet. Bei der telefonischen Befragung von 3.500 Kunden der Sparkassen, Genossenschaftsbanken und Grobanken Deutschlands klagten 12 % der Befragten ber ein Problem mit Produkten, Service und Leistungen ihrer Bank in den letzten sechs Monaten. Mit einem erfolgreichen Beschwerdemanagement muss an diesem Punkt angesetzt werden, um die Loyalitt der Kunden zurckzugewinnen und um negative Auswirkungen von Beschwerden auf das Kreditinstitut zu vermeiden. In diesem Zug darf Kundenunzufriedenheit nicht mehr als lstig empfunden sondern muss als Kundenbindungsmglichkeit angesehen werden . Ziel der vorliegenden Arbeit ist, den Umgang mit Beschwerden in der Bankwirtschaft aufzuzeigen. Dazu werden zunchst wichtige Grundlagen erlutert, die die Ziele des Beschwerdemanagements einschlieen. Es erfolgt im Wesentlichen die Darstellung des direkten Beschwerdemanagements, wobei auch der indirekte Prozess als Funktion des gesamten Managements nicht auer Acht gelassen wird. Abschlieend wird die derzeitige Bedeutung des Beschwerdemanagements fr den Bankensektor dargestellt.
